Usage déviant et dynamique d'évolution d'une offre de service : le cas de la téléassistance pour les personnes âgées

Abstract
Nous nous proposons d’analyser le processus de déploiement d’une innovation articulant technologie et service en nous focalisant sur l’évolution de ses usages. Le service étudié est celui de la téléassistance pour les personnes âgées : grâce à un dispositif installé à leur domicile, elles peuvent en cas de besoin se mettre facilement en relation avec une plateforme téléphonique. Nous montrons que les opérateurs de téléassistance ont été confrontés à des « déviances » au regard de l’usage initial du dispositif (la chute grave), et nous analysons leurs modalités de réponse face à ces déviances. Nous mettons notamment en avant la tension entre une nécessaire évolution de l’offre à travers une dynamique d’innovation répondant à une évolution des usages et une gestion du client visant à maintenir un usage « normal » du service, qui fonde l’articulation entre les actions des différents acteurs participant à sa mise en œuvre.
