L'existence de différents modèles de contrôle et de gestion sur les lieux de travail contemporains est indéniable. Cette diversité peut notamment être expliquée par la nécessité d'adapter ces modèles aux spécificités et aux impératifs d'organisations variées. Plus spécifiquement, cette diversité s'observe à l'intérieur des systèmes de production de services basés sur les centres d'appels. Ces derniers ont cependant la particularité, qu'instinctivement, l'omniprésence de la technologie utilisée et la nature de celle-ci pourraient laisser croire que l'autonomie des travailleurs y œuvrant y est grandement restreinte. En effet, la pensée dominante prône que l'organisation du centre d'appels réunit toutes les conditions nécessaires à l'imposition d'un contrôle managérial strict. En s'y attardant de plus près et à l'aide d'une étude empirique, il a cependant été possible d'observer une dynamique beaucoup plus complexe et nuancée. Paradoxalement, l'omniprésence technologique et la nature du travail accompli semblent ouvrir de nombreux espaces d'autonomie. L'objectif de ce mémoire consiste à mettre en lumière les espaces d'autonomie, la manière dont elle s'exerce et les facteurs favorisant celle-ci dans un contexte particulier, soit celui d'un centre d'appels du secteur de l'assurance de la région de Québec.
